چکیده فارسی
این مطالعه اثر شمشیر دولبه بداهه پردازی خدمات را با در نظر گرفتن پیامدهای مثبت (یعنی عملکرد بهبود خدمات) و پیامدهای منفی آن (یعنی خستگی عاطفی) بررسی کرده و برای به حداقل رساندن پیامدهای منفی بداهه پردازی خدمات از طریق آزمایش اثر تعدیل کننده حمایت از خلاقیت ،راه حلی را پیشنهاد می کند. نتایج این مطالعه با استفاده از ۵۵۰ کارمند خط مقدم رستوران در ایالات متحده، نشان میدهد که بداهه پردازی خدمات به طور مثبت با عملکرد بازیابی خدمات رابطه داشته و با خستگی عاطفی رابطه منفی دارد .حمایت زیاد از خلاقیت این رابطه منفی را کاهش می دهد. در پایان مفاهیم نظری و عملی و همچنین توصیههایی برای تحقیقات آتی مورد بحث قرار میگیرند.

Abstract
This study explores a double edged-sword effect of service improvisation, considering both a positive (i.e., service recovery performance) and a negative (i.e., emotional exhaustion) outcome of service improvisation and proposing a way to minimize the negative outcome of service improvisation by testing the moderating effect of support for creativity. Using 550 frontline restaurant employees in the US, the results show that service improvisation is positively associated with service recovery performance and negatively associated with emotional exhaustion simultaneously. The negative link is mitigated by a group with high support for creativity. Theoretical and practical implications as well as recommendations for future research are discussed herein.

۱.Introduction
service employees’ performance in recovering from service failures (Boshoff and Allen, 2000). Service failure refers to frontline employees’ service performance that does not meet customers’ expectations (Michel, 2001). While frontline employees want to provide excellent services without service failures, it is almost impossible to completely eliminate human errors, especially for the hospitality industry where human interactions are inevitable and frequent (Pasamehmetoglu et al., 2017). Considering the work environment in the hospitality industry, Secchi (2012) introduced the term “service improvisation (SI)” for frontline service employees referring to the production of novel solutions that depart from routines to improve the bottom line of an organization, while creatively coping with unexpected situations with limited time and resources. Although providing standardized services is critical in satisfying customers, when service failures happen unexpectedly, SI may be critical for service recovery processes as service failures varies case by case (Cunha et al., 2009; Secchi et al., 2020)…
۵.۴.Limitations and future research
Although this study controls for the type of restaurant, previous studies have found that a different type of hotel influenced SI (Secchi et al., 2016). For example, the effect of SI on hotel guest satisfaction was higher for lower-tier, 1, 2, and 3 star hotels than higher-tier, 4 and 5 star hotels (Secchi et al., 2016). This may be due to pre-planned scripts for higher tier hotels that are good enough in delivering service; thus, improvisation does not add incremental value to guest satisfaction (Voss et al., 2008). Similarly, it is plausible that different effects of SI depend on the type of restaurant. Therefore, future research should examine the type of restaurant (i.e., fast food, fast casual, casual dining, or fine dining), along with outcome variables like restaurant revenue, tipping, and customer satisfaction…
